I've never posted anything that can be viewed as having a negative tone, but I share this with positive intent drawing attention something we can and must make better. Clearly, we have some of the most caring and brilliant people in U.S. healthcare, yet we must make patient experience better. Here's one idea. In an ideal world, there would be no need for a complaints process in healthcare. Every patient would be satisfied with their care. In the real world, however, a growing number of patients are having negative experiences. Having a complaints process can help improve this in two ways: 1. By demonstrating that you care about their experience. Knowing that you have a streamlined complaints process can give patients peace of mind that they matter to you. 2. By providing you with feedback that will help you improve. Health systems cannot make improvements if they aren't aware of the negative experiences patients are facing. The complaints process provides clarity, allowing you to overcome them. Complaints are not a threat. As a senior health care services provider, I've learned that a simple "no" is never the answer when faced with requests for unavailable or prohibited items. Instead, starting with a sincere apology and ending with a suggestion for a solution is key. The sandwich method - apology, answer/solution apology - "care, fact, care" is a game-changer in these situations. Let's lead by example and always strive to offer alternatives.
