True Customer Service from the Heart In the world of hospitality and customer service, the difference between a transaction and a memorable experience lies in the heart and soul of the service provided. Will Guidara, in his book Unreasonable Hospitality, brilliantly differentiates between 'black & white' and 'multi-technicolour' service. Black & white service is about doing the job adequately, following the script, and meeting the basic expectations; on the other hand, multi-technicolour service is vibrant, personalised, and exceeds expectations, leaving a lasting impression. This concept reminds me of the story of the three builders. When asked what they were doing, the first said, “I am laying bricks.” The second responded, “I am building a wall.” The third proudly declared, “I am building a majestic cathedral where people from all corners of the world can come to worship.” This story beautifully illustrates the profound impact of being in tune with the vision and mission of an organisation. It’s not just about the task at hand, but about understanding and contributing to the greater purpose. I recently witnessed this firsthand on an Emirates flight. While all the cabin crew were excellent, one - Jana Kutova - stood out as she attended to passengers on the other side of the aircraft. Jana didn’t just serve meals or attend to passengers’ needs. She engaged warmly, anticipated their needs, and added personal touches that made the journey exceptional for her charges. Her dedication to delivering multi-technicolour service was a cut above, turning a regular flight into a memorable experience for those passengers. Jana’s approach to her work is a shining example of how understanding and embracing the vision and mission of an organisation can transform a job into a passion, and routine service into an extraordinary experience. Really? How did you not know your systems were down for this long (many hours)? I can't even log in. When you are in B2C, you need to observe your systems along with synthetic monitoring and RUM.
