Focusing on the core simplicity of how organisations can benefit from improving the way they procure services (and what it is that sets apart the companies that do this well) was a central part of Nick's angle on the topic, and that really resonated with me. NAO critical of poor HMRC Customer Service levels for 2023/24 HMRC is continuing to decline in service levels, with the NAO's latest report covering April 2023 to March 2024, with many indicators showing worsening service levels. Average wait times for calls is now 23 minutes, up by 5 minutes since 2018/19, with advisors answering 20.8 million calls out of 38 million attempts. That's a cumulative 798 years on hold!! HMRC themselves estimate that 72% of these calls are due to 'failure demand', caused by HMRC process failures and delays. This has resulted in 91,217 complaints being raised, up by 39% since 2019/20. HMRC's strategy was to encourage the use of digital services, but it is not clear when this strategy will lead to benefits and efficiencies. NAO criticised HMRC for not doing enough to promote these services and so the pressure on traditional services through telephone and correspondence continues to fail to meet targets by a long way. Meanwhile, the cut in staff continues with a 9% reduction between 2019 and 2024, and a further 14% cut in 2024/25 is planned due to budgetary constraints. The NAO recommended that HMRC develop a more realistic plan for cutting services, replace them with digital channels and be more customer-focused.
